Case summary

The player from Denmark was facing difficulties in withdrawing a large sum and later had his account suspended due to an alleged use of a VPN. Despite having provided proof of traveling in Germany when the account was accessed there, the casino continued to insist on resetting the account balance as a condition of reopening the account, something the player strongly opposed. After the player provided detailed explanations and proof of his location during the disputed login times, the casino eventually allowed him to continue using their services. We had marked the complaint as 'resolved' in our system.

I've been playing on this site for a while, and the first time I go to withdraw a large amount, 7400, they stall on the matter. First, they want me to complete a KYC check, which I've attempted for about a month, but it's impossible to contact them, and every time they claim they've forwarded the matter and that I should await an email response, which never comes.

I successfully made a withdrawal of 1400 kr a few days prior without any issues. After I finally managed to get them to approve the KYC check after numerous attempts, they suspended my account claiming that I used a VPN, something I was unaware of and never used, because they noticed I logged in from Germany. Yes, I did, but only because I was on a shopping trip there, which I explained. They demanded proof that I was in Germany, asking for hotel bills, gas receipts, or similar evidence. We didn't refuel hence I don't have a receipt, so I borrowed one from my father who accompanied me. I sent them this, assuming they would then reopen my account. Then they asked for evidence to explain how I could log in from both Germany and Denmark within half an hour. I explained that it takes less than 20 minutes to travel from Fleggard to Denmark, which I also illustrated with Google

Maps. I took a screenshot of this and sent it to them. Google Maps shows that the drive takes only 6-8 minutes.

I then contacted support again, asking them to reopen my account so I could withdraw my funds. They then stated that the only way to reopen my account is to reset my balance due to violations of rules for using a VPN. I've repeatedly told them that I've never used a VPN and have provided all the evidence they asked for to prove that I was in Germany. They continue to skirt the issue and insist that if the account is reopened, the balance must be reset, which of course, I'm unwilling to accept.... After a long discussion in which I asked what more they could possibly need to understand that I am on the level, they failed to provide a response, insisting that I accept a balance reset. This is something I'm not willing to accept and kept asking what further evidence they require. I've already sent everything they asked for.... When I continued to press for answers, they ended up closing the chat. This is an absolute outrage, and I need help filing a complaint.

Unfortunately, I can't access my communication history on the site since they've blocked my account and I can't log in.

Dear 176jay,

Thank you very much for submitting this complaint. I'm sorry to hear about your problem. Please allow me to ask you a few questions to make sure I understand your situation completely.

Could you please specify how many times you logged into your casino account from Germany?

Could you kindly advise what evidence you provided the casino with about your shopping trip to Germany?

Do I understand correctly that you have not passed the KYC verification yet?

I hope we will be able to help you resolve this issue as soon as possible. Thank you in advance for your reply.

Best regards

Veronika

After all, I only logged in in Germany on the weekend we were shopping...... I don't know if it was a single time or 3 times I logged in. I wasn't told that either... Only that they could see that I had logged in... and then when I had forwarded my father's receipt for his purchases as proof of having been there, I had to explain how I half an hour apart, you can log on both from Germany and then Denmark 30 minutes later. I don't think they are sharp in geography because I had to explain that we Danes often drive across the border and also added a screenshot with driving time etc.

My father had not saved his papitbon, but he receives all receipts electronically too, so they got it with the date etc.

That was the first requirement... Subsequently, I had to explain the 30 minutes... Which I could easily... Then I figured it was all right.

I then write to support and ask to be opened so that I can check my payment, which they say there are issues with and is therefore cancelled. This means that my 7400 is locked and I cannot pay out as I am not allowed to log in. They say that if I have to open, I have to accept that they will reset the balance because I have violated the rules regarding the use of vpn... Of course I don't want to.. Don't want to admit something I haven't done? And why would they take my money, for something that I have also provided proof and explained... But it seems as if they are trying to find things that I would be able to "dump" on why they could then maintain the blocking and thus my payment.. I was then able to explain everything... But they are impossible to talk to... They don't hear what I say and I ask them countless times to explain what they require further. They don't even answer that but just repeat that I have to accept they delete the balance to get opened? And it is only because I want my money that I must have access.

Kyc was the first thing they tried to use, but luckily I was a bit ahead of the curve and it was only a couple of pictures they had demanded better from... 🙂 So the two pictures took approx. 7-14 days to get approved despite daily inquiries from my side... They were uploaded from here after all.

I have also attached a screenshot of where they write there are problems with my payment. There I immediately try to log in and that's when my account is blocked... And have been there ever since despite giving them what they asked for... They're smart huh? Then I have no option whatsoever... It's satme some bullshit!!!
