Case summary

The player from Australia complained about an “Auto Cash Recovery” offer while a $5,000 withdrawal was pending. Although he wagered over $80,000, only $2,000 was credited instead of the maximum amount mentioned in the email. Upon review, it was clarified that cash recovery offers are calculated based on net losses, not wagering volume. Since the player had a $5,000 withdrawal during the same period, his net losses did not justify any recovery payment. The $2,000 credited by the casino was therefore a goodwill gesture, not an owed amount. As the casino’s calculation aligned with standard industry practice, no additional payment was due and the complaint was closed.

An offer of auto cash recovery was given due to my account being at almost $80000.

I have added a screenshot.

at the time I had also made a cash out which I was waiting on $5000.

as you can see from the attachment an offer of $5000 cash recovery was offered with anything over $10000 wager. I wagered over $80000.

This is not a bonus it was a cash recovery and I could have withdrew this money straight away.

Instead or receiving the maximum amount of $5000 as a cash recovery I was given $2000. I was then told that due to having a withdrawal it affected my cash recovery. As you can see from the email sent this was not stated anywhere. It is very dishonest and deceitful by this casino. Making up rules as they go and all over $3000. When a player losses $80000 you would think $5000 is a small amount for cash recovery.

I want people to know that this casino is not fair.

Dear Franga1981,

Thank you very much for submitting your complaint. I’m sorry to hear about your experience with the "Auto-Cash Recovery" offer and the discrepancy between the amount you expected to receive and the amount that was processed.

Before we reach out to the casino, I would like to clarify a few important points to better understand the situation:

  • Did you receive any additional terms or conditions for this Auto-Cash Recovery offer besides the email you shared (for example, via chat, VIP communication, or account notifications)?
  • You mentioned that you had a $5,000 withdrawal pending at the time. Did the casino explain in which terms or rules it states that a withdrawal affects the recovery amount, or did they only mention it in chat?
  • Have you received the $2,000 already, or is it still pending?

If you have screenshots, chat transcripts, or emails where the casino mentions that your withdrawal affected the recovery amount, please upload them here or forward them directly to petronela.k@casino.guru so we can review them.

Your cooperation in providing these details will help us investigate and work towards a resolution.

I hope we will be able to help you to resolve this issue as soon as possible.

Thank you in advance for your reply.

Best regards,

Petronela

Hi Franga1981,

Thank you for your clarification and for providing the screenshots.

I understand why the situation feels confusing, so I’d like to clarify how cash recovery / cashback offers are generally calculated and how this applies to your case.

Although the email mentions a recovery of "up to $5,000", this does not mean that $5,000 is automatically guaranteed once a wagering threshold is reached. Cashback or cash recovery is always calculated solely from net losses.

In simple terms:

  • Cashback is calculated from actual losses only.
  • Any withdrawals or winnings during the same period are deducted from the loss amount.
  • The phrase "up to $5,000" represents the maximum possible cap, not a fixed entitlement.

In your case, even though your wagering volume was high, the pending and later processed $5,000 withdrawal reduced your net losses, which in turn reduced the cashback amount the casino calculated. As a result, the casino applied the recovery to the remaining net loss and credited $2,000 (as a goodwill gesture), which aligns with standard cashback mechanics used across the industry.

I understand your point that this limitation was not explicitly explained in the email, and clearer wording from the casino would certainly help avoid misunderstandings. However, the calculation itself is consistent with how cashback offers are typically structured, where withdrawals directly affect the final recoverable amount.

Based on the information and evidence provided so far, we do not see sufficient grounds to claim that an additional $3,000 is owed, as the cashback was applied to net losses rather than wagering volume.

We understand that the Auto-Cash Recovery you received was a VIP offer and not publicly displayed on the casino’s website. However, based on the information provided and the casino’s standard cashback framework, this VIP offer follows the same underlying logic as their publicly available cashback promotions.

For reference, the casino’s standard cashback rules (as seen in similar promotions) clearly state that cashback is calculated from net losses only, meaning:

  • Does this explanation make sense to you, or is there any specific part that you believe is still unclear or incorrect?

If you feel that something in the calculation or interpretation does not align with what was communicated to you by the casino, please point it out clearly and provide any additional written confirmation you may have.

Thank you for your cooperation.

when you have wagered around 80k and nothing is stated that a withdrawal will affect the "cash back " then a player can only go off the email sent. It was not a cash back as it states in the email. It clearly states "auto cash recovery ". If it was a cash back then they would have called it a cash back.

so once again , most would go off the email sent. And you asked for more proof I showed you more proof that no warning or rules were issued.

Even with a 5k withdrawal I stuck to their rules and wagered over 10k.

It would have taken a minute to write something about withdrawals affecting the " cash recovery ".

I guess even here the casinos can make up rules and people are okay with it.

Thanks

Dear Franga1981,

Thank you for your detailed reply and for sharing your perspective. I understand why this situation feels unfair to you, especially given the amount wagered and the wording used in the email you received.

After carefully reviewing all information, screenshots, and explanations once again, I would like to summarize our findings and close this case.

Summary of the case

  • You received an Auto Cash Recovery offer stating a recovery of up to $5,000, conditional on wagering more than $10,000.
  • You wagered significantly more than the required amount and, at the same time, had a $5,000 withdrawal pending, which was later paid out.
  • The casino credited $2,000 as cash recovery and explained that the pending withdrawal affected the final recovery amount.

You argue that:

  • The email did not explicitly mention withdrawals affecting the recovery.
  • The term used was "Auto Cash Recovery", not cashback.
  • Therefore, you reasonably expected the full $5,000.

Our conclusion

While I fully acknowledge that the wording in the email could have been clearer and more transparent, the key point is how such offers are calculated in practice.

Regardless of whether the promotion is labeled cashback or auto cash recovery, these offers are always based on net losses, not on wagering volume alone. This means that:

  • Any winnings or withdrawals during the qualifying period reduce the net loss.
  • The phrase "up to $5,000" represents a maximum cap, not a guaranteed amount once wagering is reached.
  • A high wagering volume does not automatically entitle a player to the maximum recovery amount.

In your case, the $5,000 withdrawal directly reduced your net losses during the same period, which in turn reduced the amount eligible for recovery. The $2,000 credited by the casino corresponds to the remaining net loss after this adjustment. While the casino could have communicated this more explicitly, the calculation itself follows standard industry practice.

Final decision

Based on the evidence provided, we do not have grounds to claim that an additional $3,000 is owed to you. The casino did apply the recovery according to net-loss logic, and the amount credited cannot be considered incorrect under these circumstances.

For this reason, we are closing this complaint and will not be able to pursue it further through the Complaint Resolution Center.

I understand that this is not the outcome you were hoping for, and I appreciate you taking the time to explain your position in detail. Your feedback regarding unclear promotional wording is valid, but it does not allow us to challenge the result in this specific case.

Thank you for your cooperation and understanding.

Best regards,

Petronela
